Why Total Experience Is The New Battleground For Indian Banks

For years, Indian banks competed on reach. Then they competed on products. Today, they compete on experience. Nearly every major bank now offers digital onboarding, mobile banking, and self-service capabilities. As these experiences improve across the industry, differentiation becomes harder to achieve.

That is one of the clearest messages emerging from Forrester’s India Banking Total Experience Score Rankings, 2026.

The research reveals an industry that continues to move forward, with measurable improvements in overall experience quality. Yet it also highlights a growing challenge facing banking leaders: creating meaningful distinction in a market where customers increasingly perceive competing experiences as similar.

As Banking Experiences Improve, Differentiation Is Becoming Harder

The industry’s average Total Experience Score increased in 2026, reflecting continued investments in customer engagement, service quality, digital transformation, and brand building. These improvements demonstrate that banks are becoming more effective at meeting customer expectations in an increasingly competitive environment.

But improvement alone is not the whole story.

Many banks remain tightly clustered in performance. While customers are benefiting from better experiences overall, the differences between providers are not always obvious.

This creates a significant strategic challenge. When competitors deliver similarly strong experiences, incremental improvements generate diminishing returns. Banks must move beyond optimizing individual touchpoints and focus on creating experiences that customers notice, value, and remember.

In other words, winning is no longer about being digitally capable. It is about being meaningfully different.

Customers Still Reward Simplicity, Transparency, And Trust

The strongest drivers of growth remain remarkably simple:

  • Clear communication builds confidence.
  • Transparency around fees strengthens trust.
  • Competitive pricing influences consideration among noncustomers.

Together, these findings point to a simple but powerful truth: trust remains at the center of growth. As products and digital capabilities converge, banks that reduce complexity strengthen loyalty and brand preference.

Customer Experience is only part of the equation

This year, Forrester’s Total Experience framework includes Employee Experience (EX) alongside Brand Experience (BX) and Customer Experience (CX).

The findings reinforce that customers experience organizations as a whole. Brand promises, customer interactions, and employee enablement are deeply connected. While customer and brand experiences continue to improve, employee experience maturity varies across the industry. Banks that align BX, CX, and EX create stronger foundations for loyalty, growth, and differentiation.

As competitive gaps narrow, differentiation increasingly depends on how effectively banks connect customer expectations, brand perceptions, and employee capabilities.

The rankings are just the beginning

The greater opportunity lies in understanding why customers, noncustomers, and employees perceive experiences the way they do and what those perceptions reveal about future growth opportunities.
