Too many organizations still reduce customer vulnerability to a compliance exercise — that’s a mistake. When firms focus primarily on policies, disclosures, and remediation after harm occurs, they miss an opportunity to better support customers and build trust.

Customers experiencing vulnerability or additional needs exist across every customer population, yet many organizations only provide support after customers encounter significant difficulties. They focus on identifying needs earlier, adapting support as circumstances change, and removing barriers before they lead to poor outcomes. This benefits customers through better accessibility, lower effort, and timely support. It also benefits firms by reducing complaints, remediation costs, fraud losses, and conduct risks — all while increasing trust and loyalty.

Use AI To Anticipate Needs, But Do So Responsibly 

AI can help organizations detect emerging needs, personalize support, and intervene earlier. But it can also make vulnerability less visible if models rely on incomplete or biased data. As firms embed AI across customer journeys, they must ensure that automation supports fair treatment and good outcomes, particularly for vulnerable customers. Regulators are increasingly focused on these risks. For instance, in line with the FCA’s Consumer Duty, UK financial services providers must be able to demonstrate that AI-enabled processes support fair treatment and good customer outcomes.

Strengthen Trust Through Better Outcomes

Organizations that identify needs earlier, design more inclusive experiences, and coordinate support across channels can improve both customer and business outcomes. Rather than treating vulnerability as a downstream support process, leading firms embed it into the design of products, services, journeys, and experiences from the outset.
